Job Description:

Role and Key Responsibilities:

  • Account Leaders’ primary point of contact for escalated issues, including root cause analysis and improvement action plan evaluations.
  • Provide KPI/SLA/SLO reporting and monitoring that is account-specific.
  • Deliver/handle Account Information/Handle Updates.
  • Account-specific Quality Performance: Attend client QA calibration meetings and keep an eye on the account quality goal and account-specific quality evaluations as appropriate.
  • Point of contact for Account Leadership questions about the Help Desk.
  • Collaborate with Account Leadership to find ways to enhance the Help Desk process and provide trend analysis as required (e.g., evaluation of the top ten calls, etc.).
  • Account knowledge updates, case escalations, customer complaint reviews, account process reviews, etc. are examples of liaison for Level 2 Resolver Groups.
  • Keep an eye on AHT and baseline volumes.
  • Problem management unique to an account (e.g., monitoring of cases denied, cases not accepted by Level 2, monitoring of Sev 1 & 2 and root cause analysis)
  • Customer concerns pertaining to individual accounts should be addressed and/or resolved (e.g., complaint procedure paperwork, complaint case tracking, etc.)
  • Participate in and attend account-specific governance meetings; provide KPI, SLA, and SLO reports; present CSAT findings; and so on (e.g., monthly & quarterly governance, QPRs etc.)
  • As required, provide after-hours, on-call account assistance.
  • As required, do Level 1 agent testing.
